The problem is, companies are cut up into silos and roles and have no "experience vision" to aim for. One of the challenges is how do you get all players not to just think from their perspective but to design products and services around a vision that profits both the customer and the business. That was one of the biggest takeaways for me from the Zipcar presentation. The ability to think about the customer experience at all levels in the organisation :) All parts of the organization have a role to play to improve the experience.
